We often hear that focusing on the end customer is a "nice to have"—a soft skill relegated to the 'lala land' of business. I’m guilty as charged, and I accept the label.
For me, understanding the customer isn't about intuition; it's about iteration. It’s a closed loop system: Listen > Act > Listen > Act
With every cycle, your understanding deepens and your actions become more refined. The challenge isn't a lack of empathy; it's a lack of a system to cut through the noise of spreadsheets, slide decks, and internal processes.
A powerful example of this principle in action comes from an unlikely CEO: Barack Obama. On his first full day in office, he instituted a non-negotiable daily practice. Amidst the chaos of running a nation, he demanded to hear directly from the people. Every single day for 2,922 days, he read ten letters written by ordinary Americans.
His team sifted through tens of thousands of daily letters—full of grief, anger, and hope—to find the ten that best reflected the true state of the country. He read them late at night, not as a symbolic gesture, but as his most important meeting. It was the one thing that cut through the noise of Washington and reminded him what the work was actually for. He often replied by hand, because those who wrote had no other way to get an appointment.
That is the ultimate form of listening. He built a system to ensure the unfiltered voice of the people reached his desk every single night. He didn't rely on summaries or briefs; he relied on a direct line to the human experience.
Understanding your customer isn't difficult if you know how to look beyond the data and see the people. You just need a system that forces you to truly listen before you act, and to listen again after.
